Situational Dimensions of Customers Complaining Behavior when Dissatisfied with Banking Services in Palestine
This study aimed at explaining complaining behavior of dissatisfied customers when they are dissatisfied with banking services in Palestine in order to gain better understanding about the reasons why dissatisfied customers do or do not complain so that banks can improve their performance. The factors that affect complaining behavior are as follows:customers lack of information as to whom they complain, perceived justice, and expected costs and efforts of complaining. The study also aimed at determining if there is a difference in customers complaining behavior due to any of their demographic and /or situational characteristics. This study was based on four main hypotheses related to the potential effects of the previously mentioned factors on the complaining behavior of dissatisfied customers. The study population included customers of commercial banks working in the West Bank. The study has come up with the following results: - Customers complaining behavior is negatively affected by lack of information as to whom they complain, perceived justice, and the expected costs and efforts of complaining. - There is a significant difference in customers complaining behavior attributed to education level, frequency of bank visits, and type of problem (source of dissatisfaction). But for the other variables (sex,age, income) no significant difference was found. The study has reached some recommendations aiming at increasing the awareness of customers as per complaints and encouraging them to voice their complaints, since these complaints are considered as a source of information to evaluate and develop banks performance.

الأبعاد الموقفية لسلوك العملاء التذمري عند عدم الرضا عن الخدمات المصرفية في فلسطين
ھدفت ھذه الدراسة إلى تفسير السلوك التذمري لعملاء المصارف التجارية عند عدم الرضا عن الخدمات المصرفية في فلسطين، وذلك من أجل الوصول لفھم أفضل لأسباب عدم تقديم العملاء للشكاوى عندما يشعرون بعدم الرضا، الأمر الذي سوف يزيد من فرصة إدارات المصارف في تحسين أدائھا. وتمثلت تلك العوامل في عدم معرفة العملاء لجھة استقبال الشكوى، والعدالة المدركة، والتكاليف والجھود المتوقعة من وراء القيام بتقديم الشكوى. إضافة إلى تحديد ما إذا كان ھناك اختلاف في سلوك العملاء التذمري يعزى لأي من خصائصھم الديموغرافية وبعض الخصائص الموقفية الأخرى. لقد اعتمدت الدراسة على أربع فرضيات رئيسه تمحورت حول مدى تأثير وعلاقة العوامل السابقة في سلوك العملاء التذمري. وقد تكون مجتمع الدراسة من عملاء بعض المصارف التجارية العاملة في مدن ثلاث محافظات رئيسه في الضفة الغربية. وقد توصلت الدراسة إلى النتائج التالية: - إن قيام العملاء بالتذمر عند عدم الرضا، يتأثر سلب اً بعدم معرفتھم لجھة استقبال الشكوى، وبالعدالة المدركة، وبالتكاليف والجھود المتوقعة من وراء القيام بتقديم الشكوى. - وجود فروق ذات دلالة إحصائية في سلوك العملاء التذمري تعزى إلى التحصيل العلمي، وتكرار التعامل مع المصرف، ونوع المشكلة التي واجھھا العميل. أما باقي المتغيرات (الجنس، والعمر، والدخل) فلم توجد فروق ذات دلالة إحصائية. وقدمت الدراسة مجموعة من التوصيات الھادفة إلى زيادة الاھتمام بشكاوى العملاء، والعمل على تشجيعھم على التذمر العلني لإدارة المصرف عند عدم الرضا كون ھذه التذمرات تعتبر مصدر اً معلوماتيً مھم اً لتقييم الأداء المصرفي وتطويره.
